De-escalating Frustrated Customers
Bank representatives regularly deal with frustrated customers, and those conversations can escalate quickly if a response lands the wrong way. Agents knew the policies, but they lacked a safe way to practice the phrasing before using it on live customers.
The Strategy
I designed a short branching scenario that challenged learners to make three key decisions during a customer interaction. Each response affected how the conversation progressed. Effective choices helped calm the customer, while poor choices increased tension and required learners to revisit the situation and try a different approach.
